    Hi Everyone,
    We have Genesys Cloud Agent Copilot integrated with our external SharePoint Knowledge Base using the Knowledge Fabric setup.
    While it works great during normal conversation, we are facing an issue with the layout when an agent puts a customer on hold:
    1. The Compliance Constraint: Due to absolute financial compliance requirements, we cannot turn off Holds under External Trunk Settings > Media > Optional Recording.
    2. The Problem: Because trunk recording stays on, Copilot continues listening and transcribing customer background chatter during the hold.
    3. The Scrolling Issue: When the customer talks on hold, Agent Copilot continuously populates new topic cards and suggestions at the top of the feed. These incoming recommendations pile up, pushing the agent's active article down and forcing the agent to manually scroll back up to find the information they were looking at before triggering the hold.
    Has anyone found a workaround to freeze the UI view or temporarily pause new suggestion injections when the interaction state changes to Hold? We want to prevent the agent's active viewport from being pushed down by background noise.
    Any scripting ideas or panel settings would be greatly appreciated!

    Hi Chirag,

    I came across a previous discussion with almost the same scenario:

    In that discussion, Copilot was capturing customer-side audio while on hold. The External Trunk > Media > Optional Recording setting for Holds was discussed, but the same compliance constraint came up - the hold audio needed to be retained, so disabling it wasn't an option. The discussion also raised the possibility of this affecting Knowledge surfacing and other Copilot features.

    I also checked the current Copilot settings and couldn't find an option to specifically pause/freeze knowledge suggestions while the interaction is Held:

    Based on the current documentation, I couldn't find a supported way to retain the required hold audio while selectively preventing Copilot knowledge suggestions during Hold.

    Hopefully someone can confirm if there is another approach.

    Hi Chirag,

    Can you try enabling the new auto-suggestion settings (Detect knowledge questions and Refine search queries) in your Agent Copilot settings? This may reduce knowledge suggestions appearing when the call is on hold, especially if it's just chitter chatter, as the setting intelligently detects if the customer is saying something that warrants a knowledge search.

    Hi Amanda, this option is already enabled. Is there a way to completely suppress the listening portion while putting customer on hold?

    The only way to do it is suppressing the recording when the call is on hold.
