  • 1.  Your Feedback on WFM notification recipients

    Hello, would like to get your feedback on how you would like to configure WFM notifications in the future.  This will help with a project currently being researched.  

    Starting with what I will call 'Workforce Management administrative notifications', aka messages for Late Explanation Approval, Shift Trade Approval, and Time-Off Request Approval.

    Today the recipients of these notifications are determined using permissions.

    Imagine if instead, you could configure the recipients using a list of rules, each rule could have 4 parts:

    • Scope:  What agents should this rule 'listen to'
      • Configure with options such as 'the whole organization' or 'this business unit' or 'this management unit' or 'this work team' or 'this staffing group' or 'these agents'
      • Question 1:  What criteria would you like to use to specify these agents?
    • Event:  What sort of event(s) should this rule apply to
      • Explanation Approval
      • Shift Trade Approval
      • Time-Off Request Approval 
      • and more over time...
    • Channel: how to deliver
      • Genesys Cloud Inbox
      • and more over time...
    • Recipients:  who to notify
      • Configure with options such as 'users in this general group', 'the user the agent reports to', 'users in this work team', or 'these users'
      • Question 2:  How would you like to specify the users who should receive the notification?

    Imagine if you could choose any user on the Genesys Cloud platform to be a recipient.  Maybe a coaching admin would benefit by knowing an agent scheduled for a certain coaching is trying to take that day off, even if that coaching admin can't approve or deny time off requests, this could be handy for planning or as a heads up.

    Question 3: Would you like the power to be able to configure any user as a recipient?  Or would you want to limit possible recipients only to those with permission to access the explanation request, time-off request, or shift trade request?

    I love this idea! Here are my answers for the questions you've asked in your post:

    1. I like the idea of being able to select BU, MU, Work Team, Staffing Group or by agent, but also would it be possible to do by role? Having all of these options will be helpful as business needs evolve over time.

Having all of these options will be helpful as business needs evolve over time and ensures we don't experience the inability to "notify" someone. Would it also be possible to notify by role? For example, we have our QA people who belong to all different BU, MU, etc. and this way we can ensure notifications could be sent to all of our QA agents? - The example you noted of a coaching admin being notified someone has called out for a specific day thus prompting them to reschedule, would be amazing.
    3. Yes, having the autonomy to configure any user would increase our options, but also decrease future work on your team as I can assure you that if we don't have the ability to configure any user when this is rolled this out, we will want it at some point :)

    The proposed rule-based system with configurable Scope, Event, Channel, and Recipients sounds like a promising step towards greater flexibility.

    Before diving into the specific configuration options, we believe it is crucial to include an option to disable these notifications entirely at a configurable scope (e.g., by Business Unit or Management Unit). For example, our team has a set part of the day when we review time off requests, so the current alerts are ignored. Allowing these notifications to be turned off where they don't fit the workflow is essential for usability, preventing alert fatigue and ensuring that notifications are meaningful when they are received.

    Regarding the specific components outlined:

    Scope

    We agree that the Scope should be explicitly configurable. Based on our organizational structure, the proposed options like "Business Unit", "Management Unit", "Work Team", and "Staffing Group" are necessary baseline criteria. A specific example highlights this need: Business Unit 1 does not utilize our WFM team for time off approvals, as they have their own internal process and calendar. Therefore, we don't need their supervisors or anyone else in BU 1 to receive notifications about requests submitted by agents in other BUs, such as agent Suzie in BU 4. Receiving notifications for agents they cannot approve would continue to encourage them ignoring the notification icon, diminishing its value for relevant alerts. The ability to define scope using these standard organizational units is key.

    Events

    Configurability of Events is definitely desired.

    • For Explanation notifications (interpreting this as events like "Running Late" submissions from the Tempo app), we would find value in having both the agent's Supervisor and relevant WFM personnel notified. For our configuration, we limit the permissions Supervisors have; they are unable to act on the explanation requests directly. However, having a dedicated notification like "Agent Jimmy submitted an Explanation" increases their visibility and is useful for them to view for awareness, even though they are unable to act on it directly.
    • We do not currently utilize Shift Trade Approval notifications, so we don't have specific feedback on its configuration, but understand others may need it.
    • For Time-Off Request Approval notifications, the need for real-time approval notifications varies by workflow. This event notification should absolutely be configurable and optional.

    Recipients

    The ability to specify recipients needs to be both flexible and manageable.

    • Specifying Users: We would like the ability to specify recipients using criteria such as:
      • Users within a specific Work Team or Staffing Group.
      • The agent's direct report-to user (Supervisor).
      • Specific Genesys Cloud users (selectable from a list or group). Having these options would allow us to route notifications appropriately to the relevant WFM coordinators or supervisors based on the Scope and the specific needs (like notifying a Supervisor for an Explanation even if they can't approve it, as noted above).
    • Recipient Power: We strongly advocate for the power to configure any user on the Genesys Cloud platform as a potential recipient, regardless of their specific WFM permissions for the request/trade type. As you noted, users like the QA/Training team or team leads without explicit approval permissions could benefit greatly from being informed for awareness, planning, or coordination purposes. However, the ability to configure who receives notifications should be tied to a dedicated administrative permission. This permission could then be added to specific Roles (like WFM Admin or Manager roles) for easy application and control over who can set up these rules.

    I don't have anything to add to the already great responses, but I would like to share that many of the clients that I work with are eagerly awaiting an enhancement like this.  Currently the way notifications are set up, it makes it difficult to impossible for large organizations to utilize this tool.  Adding this flexibility would definitely increase the use of notifications.

    Thanks for replies all... one more question, how often would the same 'listen for events from these agents' criteria apply to different notification recipients?

    Example:

    Rule 1:

    • Listen for events from agents in work 'eric's team's agents'
      • If the event is Time-Off Request requires approval, notify the agent's 'reports to' user
      • If the event is Time-Off Request requires approval, notify the users in the 'time off backup approvers' work team
      • If the event is Trade requires approval, notify the users in the 'trade approval' general group

    ... instead of defining 3 rules to end up with the same results?
