    Hello Everyone,

    We will be making some changes to the data that is displayed in the bottom section of the Schedules screen.  This additional data is intended to arm you with the information you need to determine when and where to make scheduling adjustments.  You will be able to see the impact that a schedule adjustment has on specific PGs. Here are the changes you will see:

    • The current Scheduled and Forecast section will be renamed to Scheduled, Required and Performance 
    • There will be a new Required section
      • The current "Forecast" metric will be renamed to Required Staff (same metric just new name)
      • New metrics will be added
        • Adjusted Required Staff - required agents based on the most recent Volume and AHT forecast that is linked to the schedule
        • Adjusted Difference - difference between Scheduled and Adjusted Required Staff
        • Adjusted Required Staff with Shrinkage - required agents based on the most recent Volume and AHT forecast and includes shrinkage
        • Adjusted Difference with Shrinkage - difference between Scheduled and Adjusted Required Staff with Shrinkage
    • There will be a new Performance section
      • New metrics will be added
        • Service Level % - the expected Service Level based on the most recent Volume and AHT forecast 
        • Average Speed of Answer (sec) - the expected Average Speed of Answer based on the most recent Volume and AHT forecast
        • Abandoned % - the expected Abandoned rate based on the most recent Volume and AHT forecast

    As an Admin, you will need to select the 3 dot menu on the right side of the screen to open the display options for the Required and Performance metrics. You can then select the metrics that you would like to display.

    The Performance data can be displayed by Media Type.

    When an update is made to a schedule the Performance metrics will recalculate.

    We ran into a couple small issues that needed to be addressed before we released this, so we've moved the GA date out a couple weeks.  The new GA date for this is now 12/13/2023.  Everything seems to be on track for that date as of now but if for some reason that changes I'll be sure to post an update here.

    Hello,

    We are still actively working on finding the solution so that we can deploy this feature as soon as possible.  I can confirm that a lot of progress has been made and we're close to getting a resolution.  Some additional testing is needed at this point to ensure we are ready to deploy.  I do not have a date for deployment at this time but as soon as I get confirmation on a date I will post an update here.

    Hello,

    Unfortunately, I still don't have an estimated date for deployment.  We are continuing to do additional testing to ensure that everything is ready for deployment.  We are currently trying another solution and then will run more test against that solution.  Once we have the results of that testing we will have a better idea of where we are.  I will continue to post updates here as I get them. 

    Again, I apologize for this delay but be assured that we are actively working on getting this resolved and into production as soon as possible.

I do not have a new estimated date for the release but I do think that I will be able to communicate that soon as like I mentioned, the team has made great progress.     Once the feature toggles have been enabled in your region you will be able to see the updates automatically.  We will start enabling the feature toggles on Monday (3/11) and will have all regions enabled by 8pm EST on Wednesday.

    Will I need to generate a new schedule to be able to view this release or will I see it in an already generated schedule? I am wondering as I haven't see the option to see these views yet. I know it may take until end of day today but I am very excited about this new release so I wanted to ask. I know this is primarily an enhanced forecasting tool but once the day passes will the SL, ASA, and AB update to show actuals?

    You will not have to generate a new schedule to see the predicted staffing requirement and service performance metrics. You do have to enable their display (vertical three dots at lower right of schedule; screenshot below). These are predicted values; actuals would be on intraday monitoring and other analytics views that show historical metrics.

    Three rounds of feature enablement have been done around the world with the last set (including Ireland, Virginia, Frankfort, and Ohio) scheduled for 8pm EST.

    This is a good news. I've been thinking the same thing for a week. I was thinking that the calendar view should have an extra line showing the number of resources required in addition to the number of scheduled, and make the difference between the forecast and the required.

    This is great! This new information sparked some questions:

    1. Will the Required Staff always be based on the original forecast?
    2. Will the Adjusted Required Staff require the "reschedule" function to be used to apply the most recent forecast?
    3. Will the Service Level and Abandon numbers in the Performance View include the projections for Shrinkage? 
    4. Will the performance information be available prior to the schedule being "Published"?

    Hello Ryan,

    All great questions.

    1. The Required Staff will be based on the original forecast just as the "Forecast" metric does today.  Only thing changing is the name, the metric is the same. Also, if you update the forecast and then do a reschedule then it will update based on the latest forecast, again just as it does today.
    2. The Adjusted Required Staff value will be based on the latest forecast.  However, if you want the schedules to be updated based on the latest forecast then you will need to do a reschedule.
    3. The Performance predictions will include the shrinkage projections.
    4. Yes, you will be able to see the Performance predictions on all schedules whether they are published or not.  The only criteria is that the schedules must be generated using a forecast.

    Are there any plans in a future release to add this to the intraday screen? It would be great to see the recalculated performance against actual performance. Also, today intraday doesn't show projected ASA or AB Rate. It would be awesome for those to be added to intraday even if the recalculation of them can't be for whatever reason.

    Hello, 

    First, I want to say this is a great feature with a ton of potential. But it is lacking some crucial area's for us that makes it pretty useless for the time being. I was wondering if the following are being considered for improvements to this in the near future:

    • The ability to look at other BU's planning groups

    We have in house agents that are backed up by an external contractor. For security purposes those contractors can only view and edit schedules in a separate BU and are in a separate division in Genesys altogether. They also utilize different WFM software for their WFM team, so there is a lot of exporting, importing, creating, and deleting schedules that we are able to do internally in Genesys. However, all of their planning groups overlap with ours. This means that per your grid we are predicting SL's in single digits but that likely isn't the case. So far no interval has come within 20%. That isn't to say your math is wrong, but we have significant variables not accounted for yet in the new feature. 

    • The ability to predict shrinkage based on historical shrinkage

    This would be a feature greatly appreciated across multiple resources. The historical shrinkage view is great, but it is difficult to translate that to future shrinkage like we would like it to. This view is just one way it could be used. 

    • The ability to look at queue activation/deactivation

    We have agents assigned to specific very high value customers. We prioritize their hold times being in single digit seconds enough that these agents are typically on idle and doing other work between calls. During peak rush hours we may move one or two of these agents over to assist the queue. In the current planning groups they are accounted for when calculating normal calls, even though their queue's are assigned and deactivated. A way for this to reflect differently in the WFM schedules could give us better insight into when we may need to adjust them in the future. 

    Any insight you may have on these features and if they are in development would be greatly appreciated.

    I'll let Product Management chime in on your last two bullet points. For the first one, it is ill advised to separate shared load and resources into different BUs - our predicted staffing requirement and service performance is blind to the fact you have resources outside of the BU handling the same load. There are ways to handle your scenario by using divisions and separating external versus internal in separate MUs but still in the same BU (see this resource article for more information). Also, this resource article is good for when people think predicted staffing requirement and service performance is either higher or lower than expected.

    There are also ways to separate load where you could accommodate internal/external splits - e.g., InternalBU handles InternalQueue1 and ExternalToInternal flow-outs and ExternalBU handles ExternalQueue1 and InternalToExternal flow-outs. Folks in our PS consulting group would know better than me of possibly other/better ways to configure.

    Hi Jay, 

    That doesn't address our concern of the external reporting. Our understanding is that when they export a schedule, they would export the entire schedule, not just a single MU. We don't want them exporting schedules with our agent data on it. 

    Further, they create, modify, and utilize multiple schedules per scheduling period, many of which are never published. We do not do this. This conflicting work means we would need to provide them with WFM>Schedule>Add permission allowing them to schedule our agents too. This is something that needs to be avoided. 

    Finally, the reason it was initially set up this way (we were fully in house when we moved to Genesys so those problems didn't exist yet) is because our Genesys representative encouraged us to set up a different BU for every department. Their reasoning was that only one person can edit a schedule at a time and we have 3 people managing schedules for 6 different departments, plus our external team now handling theirs. This is now an extremely difficult change to make and comes with exceptional data loss, especially when it was set up incorrectly at the recommendation of Genesys. 

    This would take us several days to do, would likely create significant errors that will need fixed, and we would lose historical shrinkage and adherence data in the least, likely more. Moving our divisions to one BU and separating MUs is likely not an option for us at this point.

    Schedule view, generate, etc. permissions are all division aware. If configured correctly, your 'allowing them to schedule our agents too' simply would not be the case.

    Hi Aaron,

    Thanks for your feedback.  I will attempt to address your 2nd and 3rd bullet points.

    The ability to predict future shrinkage based on historical shrinkage is a feature that we will include in Capacity Planning.  Users will be able to create a shrinkage forecast based on historical data at an Agent Group level.  We might be able to then link that back to the MU shrinkage so that it's included when the schedules are generated.

    Real-time agent skill reassignment is always challenging to capture.  I don't see how we would be able to capture this in the Schedules View as it doesn't capture actuals but just required vs. scheduled.  The Capacity Planning feature will allow you to plan for "borrowed" agents, again at the Agent Group level.  Not sure if or how we might be able to link that back to the schedules but definitely something to think about.

    Noticing a negative number ( -1 & -40 seconds) for the predicated ASA. This is only happening on two intervals. This schedule is for a future date.  Any ideas as to what is causing this? I would think the lowest ASA predicated would be 0 or 1.

    I'm having a hard time understanding the difference between Required Staff and Adjusted Required Staff.  I understand the Required Staff is how many agents are required based on the Forecast attached to the schedule set.  But where is the Adjusted Required Staff coming from?  Adjusted with what?  Everywhere I look, the numbers are exactly the same.  Is there anywhere that will show what was actually needed based on what actually happened?

    "The Adjusted Required Staff with Shrinkage row displays the number of full time-equivalent agents that were required during that time period based on the most recent Volume and AHT forecast. This value is the total of all required values for the time period and includes shrinkage."

    The "...based on the most recent Volume and AHT forecast..." part is the key difference between the two. If you haven't changed the forecast to affect volume or AHT, then there will be no difference. @Belinda Herrera, probably room for improvement on resource center article. I.e., Required Staff is 'static' while Adjusted Required Staff will reflect most recent forecast.

    Should the Service Level, ASA and Abandoned be updating based on the Adjusted numbers or just it only look at the original forecast?
    See my screenshot, I'm well over-staffed but still have 0% SL (note I adjusted my forecast)

    we had the same question. We notice that we have had extra agents, however, the Abandon % was showing 80% or higher. The MU is part of two planning groups.

    Hi Jose, 

    When using the "Difference" metrics it's important to filter the agents in the schedule so that you are only including agents that can handle the selected PG(s).  Can you check what agents are filtered at the top of the screen?  Also, if the agents are "multi-skilled" and can handle more than one planning group you need to consider that when comparing Scheduled vs. Required.

    Hi Will, the Service Level, ASA and Abandoned are based on the adjusted #s (ie they also use the latest saved forecast that is linked to the schedule).  

    In your screenshot it does appear that you are overstaffed and that SL is 0, but i cannot tell from the image if the agents in the view are all able to take the Demo Queues Voice.  Can you filter the agents at the top of the screen to only include agents who can handle the "Demo Queues Voice" PG?

    That's the first step.  If the agents who can handle "Demo Queues Voice" can also handle other Planning Groups then you really need to look at the "Adjusted Difference with Shrinkage" for the combined planning groups (all planning groups that share agents and the agents who share the Planning Groups).

    Yes, but in order to get new Volume and AHT you have to update the forecast and then reschedule (or at least attempt to reschedule).  That updates the Forecast with the new info you put in the already linked forecast, which would then make it the regular "Required".  That is why I am confused.

    Hi Gina, 

    The Adjusted Required Staff # will update without you having to run a re-schedule.  That's the advantage of that metric.  It always reflects the latest forecast (including any new modifications).  It is consistent with the performance prediction #s which also look at the latest version of the forecast and will update without requiring a re-forecast.  I hope that helps.

    Hi Gina, I'm sorry for any confusion.  I reviewed the Resource Center page and will make a couple updates to help clarify the difference between the Required Staff and Adjusted Required Staff.

    I'm going to add some clarification to "Required Staff" that says that this metric is generated when a schedule is generated and it is only ever updated when a re-schedule is run.  When a schedule is generated the Required Staff metric is based on the linked forecast.  When a re-schedule is run the Required Staff factors in any modifications made to the linked forecast since the schedule was generated.  In other words  Required Staff will only reflect forecast modifications if you run a re-schedule.

    Adjusted Required Staff is the exact same metric, however it will update whenever a modification is made to the linked forecast and that forecast is saved.  This allows the scheduler to see the latest staffing requirements from the linked forecast in the schedule on an up to date basis without having to run a re-schedule.  This information will allow the scheduler to determine, due to a change in the forecast, that a re-schedule might be required, for example.

    Could you try making a modification to your linked forecast and saving that forecast and then refreshing your schedule view to see the change in adjusted required staff for the time period of the modification?

    Below is a past schedule summary for a single week, the week of 3/3. Forecast was last modified 2/14 and the schedule generation took place later that same day. No updates to the forecast after schedule generation took place. 

    Looking to understand why the required staff is not the same as the adjusted staff if no modifications were made to the forecast after schedule generation. Shouldn't these be the same?

    Before Genesys begins nickel and diming us for Capacity Planning, we REALLY need the expected headcount or required staffing (nothing more than what you show here) in forecasting so we can do staffing requirements out more than 6 weeks or forecasting schedules to get this information.  If it is included here, it should be included in forecasts as well.

    Hi Robert, yes we are working on adding long term staffing requirements to CX3 targeting 2H of this year.  We understand that there are certain features we still need to add to CX3 and are working on those.  The more advanced capacity planning features we deliver later will warrant the add-on as they will be more advanced planning features.

    @Christopher Johnson  If the Required amount only changes if the schedules are rerun, and I want to optimize Breaks and Meals for the next day, that is technically a Schedule Re-run.  Isn't that then going to change the Required?  Maybe Genesys needs another way to optimize breaks and Meals rather than a schedule re-run

    Hi Gina, thanks for the feedback.  The Required row (used to be called Forecast) behaves the same way now that it always has, other than the name change.  We'd be happy to consider changing it or adding a metric if we get support from users to do that.  Right now the schedule generation and re-optimization (Breaks and Meals for example) use the "required staff" metric in order to determine when to schedule agents or re-optimize their activities like breaks and meals.  In order to do so, the logic re-calculates the latest staffing requirements from the forecast first so that the schedule re-optimization is most accurate given the predicted workload.  That's how the product has always worked, but we're happy to take feedback. 

    The New metric Adjusted Required Staff stays in synch with the forecast every time a forecast is saved so you can see changes to your staffing requirements without having to do a schedule re-run.  Watching this metric can actually advise you when you might want to do a schedule re-run.  

    I hope this helps to explain what is happening and why the Required Staff metric has always updated when a schedule re-run occurs.

    If I'm understanding your post correctly, it does not appear to be updating correctly for me. I made a change to the forecast and saved. However, the "Adjusted Required Staff" was blank. I waited 24 hours to see if it would refresh and it never did. I just ran a reschedule and it then populated the "Adjusted Required Staff" and "Adjusted Required Staff with Shrinkage"

    Hi Brad, 

    We have observed some odd results in a few cases where the forecast in question was created prior to the new Adjusted Required Staff feature getting released.  Are you experiencing this issue on an older forecast or a newer forecast?  Probably the best thing to do here is to open a Care ticket so we can investigate this specific case more carefully.  We'd need to dig into the specific forecast to evaluate what happened.  

    Sorry i can't be of more help here but we can certainly drill into the issue via a Care/Support ticket.
