    Welcome to the Genesys Education Ask the Expert series on  Bring Your Own Interactions (BYOI)!

    In this ongoing Community post, @Cliff Bell, Principal Product Manager of Workforce Engagement Management (WEM) shares expert insights into Bring Your Own Interactions (BYOI)-a new capability that expands Workforce Engagement Management (WEM) beyond traditional contact centers.

    Q1: What is Bring Your Own Interactions (BYOI)?  
     
    BYOI is a new offering within Genesys Cloud that lets companies import external interactions such as those from CRM platforms, digital engagement tools, or back-office systems into Genesys Cloud. These imported interactions are treated just like native ACD interactions, allowing organizations to use WEM features (like scheduling, quality management, coaching, and gamification) for all users, not just contact center agents - giving teams a single place to track, manage, and optimize workforce performance.  
     
    Q2: Why is BYOI important?  
     
    BYOI helps unify the workforce experience by breaking down silos between contact center and non-contact center teams. Many organizations manage customer engagement across multiple platforms. BYOI ensures that performance, quality, and employee engagement are measured consistently regardless of where the interaction originated.  BYOI also enables organizations to migrate from legacy systems to Genesys Cloud, beginning with WEM. 
     
    Q3: What are the key benefits?  
     
    Everything is in one place. With BYOI, you can provide a broader view of performance and engagement across teams and resources, even those individuals handling interactions outside of Genesys Cloud. 
     
    It enables standardized connectivity with third-party systems through a defined integration and structured data injection process, ensuring external interaction data can be analyzed and managed consistently within Genesys Cloud.   
     
    It empowers your teams to do their best work because every employee has access to the same AI-powered WEM tools which helps teams work smarter and deliver better results. It helps simplify your tech stack.   
     
    You can manage all workforce engagement functions from one system which reduces vendor dependencies and minimizes integration points.  
     
    Q4: How can BYOI be used?  
     
    BYOI allows organizations to bring in data and interactions from external platforms into Genesys Cloud for:  
    • Quality Management: Evaluate and coach team members handling customer interactions outside of Genesys Cloud.  
    • Performance Management: Track and reward performance across multiple channels.  
    • Workforce Optimization: Schedule and forecast staffing needs using a single WEM environment.  
    • CRM Integration: Extend WEM features to interactions from Salesforce, ServiceNow, or other CRM systems.  
     
    Supported (initial release) use cases include:  
    - Voice and email metadata ingestion  
    - Voice recordings import  
    - Agent and configuration synchronization  
     
    Note: Future capabilities like email and messaging media, conversational intelligence, and anomaly detection are planned for later releases.  
     
    Q5: Who should consider using BYOI?  
     
    Organizations that:  
    • Have started or are partially migrated to Genesys Cloud but still handle interactions in legacy or third-party systems.   
    • Want to apply consistent workforce engagement strategies across departments.  
    • Need unified analytics and AI-driven insights across all communication platforms.  
     
    Q6: Is there anything that BYOI is Not?    
     
    BYOI is not a historical data migration tool or a legacy recording import solution.    
    • Events older than 7 days are rejected.    
    • Recordings older than 7 days are not supported.    
    • Bulk historical migration is unsupported.     
     
    BYOI is not plug and play. It is a high-maturity integration.   
    • Real-Time Requirements:   
      • Interactions must be injected near real-time and ideally batched every few minutes   
      • Delayed injection risks hanging conversations, incorrect presence, WFM inaccuracies, etc   
    • Strict Chronological Ordering    
      • This is per user and per conversation   
      • If out of sequence, interactions could be rejected, cause inconsistent states, create hanging conversations, or require log analysis   
     
    Q7: Are there any Important Platform Constraints?   
     
    One Authoritative Source Per Org   
    • Only one external system per BYOI org   
    • Agents can only be assigned to one registered source   
    • Cannot switch sources once set   
     
    External-Only Handling. A BYOI-enabled org:    
    • Cannot mix live native GC interactions and injected ones    
    • It is an external-handling model

    Q9: How will this Affect the Current Education courses?   

    Workforce Engagement Management (WEM) courses cover the same core functionalities for both native Genesys Cloud interactions and imported BYOI interactions. Course content will refer to Genesys Cloud, but the concepts, workflows, and features apply equally to external interactions brought into the platform through BYOI. However, any interaction views or experiences referenced in these courses may vary depending on the external systems being integrated.

    This is very interesting. I'd just like to clarify "Cannot mix live native GC interactions and injected ones". In a scenario where the bulk of interactions are currently handled on Genesys, but there are other platforms in use, the existing Genesys org cannot integrate BYOI? Each outside platform will require its own Genesys org for BYOI? So this provides a common toolset, but not a centralized "single pane of glass", is that correct?

    Hi Stephen, thanks for the response and question.

    You're correct that today BYOI provides a common toolset, but not a full "single pane of glass."

    In the current release discussed above, Genesys Cloud does not support running injected (BYOI) interactions and native interactions within the same CX org. The current BYOI is designed for scenarios where interactions are handled externally and then brought into Genesys Cloud for workforce management and analytics.

    Looking ahead, there are plans to support both injected and native interactions within the same Genesys Cloud org, which will be a significant step toward a more complete "single pane of glass" especially for areas like performance, quality, and scheduling.

    When the next phase is released, we'll make sure to post about it here and on the WEM Community as well.
