    Good afternoon,

    I am taking a deep dive into Idle status and time spent in the status when service levels are not being met.  It has presented me with a question.  How can an agent be in idle status, with calls in queue, and not be placed on a not responding status?  

    What trick is the agent doing?

    Hi Yvonne,

    It's likely due to the queue/skill setup and/or routing. Agents can be Idle and not receive interactions if:

    • They carry a lower star rating on the skills waiting (or don't carry that skill at all)
    • They are deactivated in the queue - they can show Idle but be in a deactivated status. This one is tricky to detect. You'll also want to check your role permissions, so the agents don't have the ability to deactivate queues themselves
    • The queue uses bullseye routing, and the agent is in a lower bullseye tier

    I believe this behavior is usually related to the queue's routing configuration rather than the agent doing something intentionally.

    Depending on how the queue is configured, an agent can remain Idle while interactions are waiting. For example, routing may be based on skills, language proficiency, Bullseye Routing, Preferred Agent Routing, or even Genesys Predictive Routing (GPR). In these scenarios, the platform may intentionally prioritize certain agents or wait for a better match instead of immediately offering the interaction to every available agent.

    With Bullseye Routing, for example, an interaction may remain queued while Genesys attempts to find an available agent within the higher-priority bullseye rings before expanding the search to additional rings.

    Regarding Not Responding, that's a different behavior. An agent is only placed into Not Responding after an interaction has actually been offered to them and they fail to answer within the configured timeout. If the interaction was never offered because the routing logic determined the agent wasn't the best candidate, the agent will simply remain Idle instead of moving to Not Responding.

    I would start by reviewing the queue's routing method, required skills, utilization settings, Bullseye Routing, Preferred Agent Routing, and whether GPR is enabled. Those are usually the main factors behind an agent appearing Idle while interactions are still waiting in the queue.

    Thank you everyone. Routing for our queues is standard with all agents equal in skills.  Our IVR isn't sophisticated. We service one language for 95% of our calls.

    Hi Yvonne,

    Given your setup with standard routing and equal skills, one thing worth checking that Dave mentioned is whether agents are deactivating themselves from the queue. An agent who has deactivated themselves from a queue will show as Idle in routing status but will never be offered interactions from that queue - which means they would never go into Not Responding either.

    You can verify this by checking the queue membership under Admin > Contact Center > Queues and reviewing which agents are active vs deactivated. It is also worth reviewing your role permissions to ensure agents do not have the ability to deactivate themselves from queues - if they do, removing that permission would prevent this going forward.

    Thanks for the additional details, Yvonne. Since you've confirmed standard routing with equal skills, if the affected agents are active participants in the queue, I would next review the utilization settings and any other routing conditions that could affect interaction eligibility. An agent who is Idle and actively participating in queue routing would normally be considered for interactions, so those would be the next areas I'd investigate.

    So if I have agents with a skill, but they have 3 stars instead of 5, it will hold them back from receiving a call with over 15min of hold time in the queue?  How do I change that?

    Hello, Yvonne Martinez,

    Could you provide more details?
    Here are a few things that come to mind immediately:
    If it involves voice interactions:

    • Check if these agents have their stations configured correctly; incorrect configuration can lead to an "idle" status, as they would never actually receive an interaction;
    • Also, check to ensure these agents aren't set to "Disabled" in the queue;
    • Check if these users are being flagged as "non-responsive";
    • Check if the idle duration is consistently short-they might be gaming the system;

    It's hard to think of much else given the brief description provided...

    Thank you all for your responses.  We are a credit union who takes about 2000 calls a day.  We have 66 agents.  Our queues are set up through standard routing.  Agent permissions have been updated to remove deactivating themselves from queue.  Skills in each queue are the same for all with the exception of our Spanish queue. My research has now led me to callback and email queues.  Are agents remaining in the callback queue after the call is completed?

    Hi Yvonne,

    I also run a contact center in a credit union (a little larger than yours). Would you be interested in connecting online so we can share some best practices? It also might be easier to take a look at what you have going on. I've been a Genesys user since 2019 and have seen just about every trick in the book that agents do. It definitely could be a callback issue - we recently updated our callback settings for auto-dial and auto-end. It was a total gamechanger as it eliminated any possibility of agents hiding in callback.

    Regarding the offered callback: if the agent accepts it, their status will remain "interacting" until the callback process is fully completed (ending the call and subsequently ending the callback).
