  • 1.  Re-Assigning a Past Interaction to an Agent

    Hello all! 

    Apologies if there's a better place to pose this question. I've done some investigation but can't find out where to throw it!

    Scenario:

    • Some of our agents are logging off with an email routed to them (having not seen it before logging off / other circumstances).
    • Supervisors are currently disconnecting that interaction from the agent, manually finding the email in backend Gmail folder, and forwarding it back into the relative queue / direct to an agents personal email.
      • This is therefore not giving a true analytical 'view' of our interactions
      • It is also time consuming for that supervisor

    Is there a setting in Genesys / pre-built ability to re-route or re-assign an email to another agent? Could the supervisor above, find the interaction on Genesys (and in the same way I can manually assign out of a queue) push this email to another agent who is online?

    Hi Ben,

    I haven't implemented this exact scenario myself, but have you looked at Parked Emails?

    Genesys Cloud allows an email interaction to be parked, and supervisors can then reassign a parked email to another agent or back to a queue. This may help avoid having to disconnect the interaction, find the original email in Gmail, and forward it back in manually.

    It may be worth testing whether Park + supervisor reassignment fits your process and helps keep the interaction within Genesys for reporting.

    Hi Phaneendra, 

    Thanks for coming back to me. I use the Park feature, but didn't know you could reassign from there, so that's helpful to know! We are a critical service desk so there's emphasis on agents not using the 'Parked' feature but handling what comes through.

    The biggest annoyance for the Supervisors is when a user logs off & still has an interaction (unable to then put it in Parked as they are away). 

    Taking it a step further, could I create a script or something that pushes emails a user has when they log off to 'Parked' automatically?

    I guess you have 'auto answer' on the queue that's routing that email? If I'm understanding your scenario, this is the issue - the email is 'answered' by the agent, even if they're in the process of leaving the building! 

    Can you disable auto-answer? This will mean that agents need to accept emails that target them, but it will prevent emails being lost when agents log off, as they'll just timeout and drop back into the queue?

    Hi Paul, 

    Yes, sorry, that is correct.

    Our emails are set to Auto Answer when coming in. It's one I'll certainly suggest, but I feel this won't be applied due to the nature of the work.

    It may be a behavioural/training issue then... e.g. ensure that you go 'not ready', check any active interactions, then log off...? You have two almost conflicting requirements - that emails are automatically answered, and that agents must be able to log off without checking their interactions.

    I found a previous Community discussion with almost the same scenario. One implementation used a holding queue together with Process Automation Triggers and APIs to move unfinished emails away from agents who had logged out.

    The holding queue gives you somewhere safe to route the interaction while keeping it inside Genesys, but the key part is still the automation that detects the logout/interaction state and moves it there.

    I found a Product Idea that is almost exactly your use case - "Emails automatically get parked on agent logout."

    The request is for Genesys to automatically move an email to Parked when an agent logs out while still handling it, so the agent/email interacting time stops and the interaction can then be managed from the parked conversations.

    That sounds very close to what you're trying to achieve.

    Will have a look through all of this today. Will definitely be taken both directions of more training & educating, and, a fail safe option (if this pans out into development)!
