    Welcome to the first post in a new series brought to you by the Genesys Education team: Ask the Expert! Read on as Ryan Legner, Principal Product Manager for Analytics, shares answers and insights to commonly asked questions on Custom Calculations, a new Analytics Workspace feature that gives you more flexibility to measure performance the way your business defines it. Let's get into it!

    Question 1: What's the #1 thing new users should know about Custom Calculations? 

    Custom Calculations is a powerful Genesys Cloud Analytics feature that lets you create your own metrics directly within the Analytics Workspace; no exports, spreadsheets, or external tools required. You can build formulas using existing data points like Handled, Offered, or Talk Time to reflect your organization's unique KPIs. 

    For example, if your team tracks Average Handle Time (AHT) differently than the standard metric, you can build your own version with your preferred logic. And because it's built right into the Analytics UI, your custom metrics work seamlessly alongside standard ones. You can sort, filter, and visualize them in any view. Custom Calculations are designed specifically for the Analytics interface, giving you flexibility and insight without needing API access or third-party integrations. 

    Question 2: Who can use Custom Calculations? 

    Custom Calculations bring flexibility to everyone using Analytics, but who can do what depends on their role.  

    Administrators and supervisors can create, edit, and delete custom calculations directly within the Analytics Workspace from any of the supported performance views. They can also manage Custom Calculations at a higher level through Analytics Settings, giving users governance over their organization's KPIs, ensuring calculations are accurate, consistent, and shared appropriately across teams. 

    Those leveraging Custom Calculations in the Analytics Workspace can then apply the formulas just like standard metrics. Users can view, filter, and visualize shared custom metrics in their performance views, giving them deeper insights without needing to manage the underlying logic. 

    So in short: admins and supervisors define and govern; analytics users explore and apply. 

    Question 3: What are the most common mistakes people make?

    The most common issue is using unsupported metrics or invalid syntax. Each performance view (like Agents, Queues, or Interactions) has its own available set of metrics, so a calculation that works in one view might not in another. For example, the Offered count is an available metric in the Queues view but not in an Agent view. Therefore, any Offered count custom calculations you've created will not work in Agent views.  

    If a Custom Calculation isn't behaving as expected, start with a quick self-check. Make sure you understand the formula logic and the metrics it uses; sometimes a small detail makes a big difference. Next, confirm that your view includes all the metrics referenced in your calculation, then compare your results by doing a quick manual check to verify the math. 

    Most issues can be resolved by reviewing the formula and ensuring your view setup matches your intended goal. Taking a moment to double-check these details often saves time before opening a support ticket. 

    Finally, remember that Custom Calculations are local to your view, not global; if you switch views or dashboards, you'll need to recreate or share them. 

    Question 4: Do you have a favorite tip or shortcut?

    Absolutely! Think of Custom Calculations as reusable items that help you scale reporting for your business. Once you've built a good formula, save the view and share it with your team. This ensures everyone's analyzing data the same way.

    Another tip is to use naming conventions. For example, prefix your formulas with a category like "Efficiency – " or "Customer – " so they're easy to find later. This is especially helpful for any custom calculations shared with users and teams.

    And don't be afraid to experiment. Create your own views and test out formulas to measure your KPIs. Check that the formula is calculating the metric as you intend. When it's right, save the view. Share the custom calculation if you have the permissions to do so.

    Thanks for posting this, Lindsay--very helpful. Given not all users come to the Community, these tips/best practices might serve well directly in the resource article. Speaking of which, the practical examples provided on the last page of that resource are a great idea/starting point.

    One thing I've noticed when you export a view that has a custom calculated column, the export always moves the custom calculated column to the end of the columns no matter where you had it in the respective performance view. Minor thing, yes, but does add some inconvenience given users must scroll all the way over in the exported document to see it. I realize this will require an Idea, but figured I'd start here to get thoughts from the expert first.

    Hey Brian, thanks for the thoughtful feedback. I love your recommendation that some of these tips would work nicely within the Resource Center articles on Custom Calculations. I'll be sure the right product and documentation folks see your feedback. We'll also be working on adding educational resources on Custom Calculations in Genesys Education in the near future.

    Re: the custom calculated column always being moved to the end upon export, that's an interesting nuance of note! Yes, I would recommend submitting that as an idea, but I will also make sure our expert Ryan is aware of this behavior. Thanks for your keen eye!

    Hi Brian, thank you for your feedback. In the initial release of Custom Calculations, we opted to export these custom columns at the end of the file, but it's very helpful to hear how users would like these presented. As Lindsay recommended, please report your suggestion about the export column placement in the Ideas portal. This will help our Product Management team keep track of it. We are constantly evolving our Reporting capabilities and always value use case feedback.

    Thanks for the response @Maisey Harris. The rationale our users provided is every other export honors the column order prior to the export, so it would make sense [to them, which I understand] to do the same with custom columns when exported, thus saving the users time rearranging the columns post-export as well.

    I'll consider posting an idea if we get more internal feedback about it.

    Hi Lindsay,

    Ryan mentioned that each performance view has its own set of supported metrics-have you run into any tricky situations where a formula worked in one view but broke in another? Can that cause of what @Brian Jones mentions here?
    Anyways, thank you for breakdown of what Custom Calculations can do and how to avoid common pitfalls.

    Hi Ashiesh, good questions!

    I'm not sure about tricky situations where a formula worked in one view but broke in another other than what's already been shared here - e.g., a custom calculation on the "Offered" count in a Queue performance view works because "Offered" is a valid metric for Queue views. Conversely, a custom "Offered" calculation won't work in an Agent performance view because "Offered" isn't a valid metric for Agent views. I'm also not sure if that's a cause for the issue that @Brian Jones mentioned about the custom calculation defaulting to the last column in the export. I'm happy to bring these questions back to Ryan and team to see if they have other insights to better answer your question.

    Hello Ashiesh!  This situation shouldn't be possible.  The main caveat is that all metrics are not available in all views.  So if you created a custom column for a specific view and tried to use it in another, it'll be available if all the metrics for your formula are also available on that particular view.  If one or all the metrics aren't available, you won't be able to add that custom column to the view.  The admin interface's "Applicable Views" column will help you see which views the particular formula can be applied to.

    It could be possible contextually, for example, that some formulas could make sense in a queue performance view, but not make sense in another.  I can't think of a situation off the top of my head, but the feature doesn't have any guardrails to ensure the formula you're using makes business sense.  That's ultimately up to the user to ensure what they're creating is a KPI that makes sense for the business you're supporting.

    I've been waiting for a feature like this to come in for so long! Unfortunately however, it still hasn't cured our AHT problem.

    We have a fairly unique situation where there are three parts to 'one call': 

    part 1 - inbound call answered by agent
    part 2 - outbound call by same agent to an insurer
    part 3 - outbound call back to the caller from part 1.

    Meaning capturing the true AHT has always been a challenge. Currently, we capture AHT by exporting the total handle time and number of inbound calls. Here's where the custom calculation would work as I'd just do total handle divided by 'Answered', but, we also have a busy code called 'Extended Wrap Time' that people use for when they need longer than the 25 second ACW count down.

    So to capture the true AHT, I do the following:

    Export Total Handle Time, Answered Calls and I also export status data, then extrapolate that to get the specific busy code 'Extended Wrap Time'. I then use PowerBi to work out the rest from there.

    What would be brilliant, (possible idea) is if there were columns for individual status codes. That way I could use custom columns to do the following calculation:
    (Total Handle Time + Individual Status Code (Extended Wrap Time) / Answered).

    Any suggestions, please feel free to share.
